Customer was removed from the shop by security after rejecting warranty claim

Wednesday, September 2nd we went to the Odido shop Buikslotermeerplein. Me and my wife are Odido clients for 8+ years, we have multiple sim + internet subscriptions, bought many phones from Odido. Her phone died, stopped to charge day before on September 1st, it was bought in April 2025 so it is still under the warranty. We came to the shop and asked for two things: 1st to take phone for the repair under the warranty, 2nd to replace eSim with real SIM card. After reviewing her account Odido’s employee said we need to turn off find my phone feature but unfortunately he anyway can’t send it to service due to ‘service program malfunction’ and offered to come back later. As for replacing sim card he has done it and said it should start work in 30 mins. We went home, sim card didn’t work after 30 min, 1 hour, 2 hours, I called customer service and they said that employee in the shop didn’t link sim card to the account so we have to go back. Then my wife went to the shop again alone with phone and sim card. Prior to that we removed iPhone from her apple account which is considered as ‘disabled find my phone’ by Apple and Odido. Suddenly another employee said that he can’t see the phone in the system, he wont take it for repair and she has to go the specifically the shop where this phone was purchased. My wife wasn’t agree and asked for a motivated written rejection as a proof. After that argument started and employee told her to leave, otherwise he would call the police. She said to call because was offended and felt really upset about the way how he spoke to her. Employee left and returned with security. Security guy removed my wife from the shop, refused to tell employees name and said that she is a threat. Nobody wanted to listen to her second ask about linking sim card to the account. So she came back home in tears after enormous stress she had to experience. Security guard said that employee was a main manager of the location. I was very upset to her this story and wish Odido could review this case and take appropriate action about how their employees are behaving with loyal 8+ years clients. Buikslotermeerplein managers were acting abnormal, rejected to explain things, referring to ‘broken software’ and were trying to avoid solving the problem, they were escalating situation apparently thinking that they are in power. They didn’t want to hear anything about customer protection laws and were arrogant.

More to that: next day we went to another shop Odido Gelderlandplein, the shop were the iPhone was originally purchased. The guy there also didn’t want to listen, were claiming that ‘find my phone’ is still active and therefore it can’t be sent to the repair shop. It took us another 30 min to actually deescalate and motivate him to try to solve the problem rather than arguing about who has what rights. The employee eventually managed to disable ‘find my phone’ feature himself and sent the phone for the repair but I had to listen to ‘— you’re being annoying’ ‘— I don’t want to talk to you anymore’ ‘— you can take to the court if you want I don’t care’ and so on. I honestly don’t understand why Odido employees talk to me in a such way, why the call me ‘bro’, why the ignore lawful asks and reject to understand the situation.

I don’t remember when was the last time I had to experience so much disrespect from anyone.

I wish that Odido can take it serious, review the situation, review their policies and take appropriate actions if necessary. We know our rights, we did read contract and all documentation about how warranty works. From the law standpoint Odido as a seller should carry their warranty obligations in a way which is as less inconvenient as possible to the client. Buikslotermeerplein’s employees not only rejected warranty claim without any significant reason but also couldn’t do basic service (replace the sim card) which is very unprofessional and not only cause emotional damage but also forced us to spend 2 days to solve the problem.

Hi Andrew, welcome to our community. Nice to see that you and your wife have been with us for more than 8 years. That's loyalty. That's amazing. I'm very sorry to hear about your wife's experience in our Odido Shop at Buikslotermeerplein. My apologies. This is by far not the service that you may expect from us. Could you tell me more about the discussion that took place in the shop? Was there screaming involved or anything that could've been perceived as threatening? Please know that you can be open and honest with me about this. I also need to know if your wife said specific things to the employee and vice versa. I want to get to the bottom of this and I will also contact the colleagues in question. That's the easiest and quickest way to address my colleagues if I know your side about this argument as well. Another question for me: What did your wife mean by a 'motivated written rejection as proof'?

I'm also sorry to hear about the experience at Gelderlandplein. I really don't understand why my colleagues were talking to you in this way. It's true that 'Find my phone’ must be disabled before they can do anything, but in my opinion they could've helped you with that immediately. I've sent you a DM via Webcare Moderator. Please reply to me there, so I can access your account and see if I can find the colleagues that you've spoken with. Please also tell me the time that you were in the Odido Shop at Buikslotermeerplein on Wednesday September 2nd and Gelderlandplein on the 3rd. This will also help me find the right colleagues.

Aside from this experience, what's the status on your repair? Your phone has been taken in by my colleagues for repair, correct? If yes, then I will leave this part for now for our repair partner to handle that, so I can focus on reviewing this situation.

> Could you tell me more about the discussion that took place in the shop? Was there screaming involved or anything that could've been perceived as threatening.

No, this was respectful and calm. Just talking about different things, employee had one point, my wife another. This is most surprising thing: there was no aggression, no high tones, no nothing, apparently employee didn’t find another way how to get rid of her. If he says there were any threats this is a pure lie. We very well know laws and rights so always are very conscious about what are we saying.

> What did your wife mean by a 'motivated written rejection as proof'?

Some document with his name and reason why does he reject to accept the phone for a warranty. This would be used for court in case we take it there. Otherwise he could (and most likely would) tell that he never rejected our claim. After some discussion that became clear that employee is not going to do this, so my wife literally said “That is okay that you don’t want to do this, we will take to the customer support, now can you please fix my sim card”, and at the specific moment employee called for security. This is complete non sense for me.

> It's true that 'Find my phone’ must be disabled before they can do anything, but in my opinion they could've helped you with that immediately.
You’re right, they could’ve been more friendly, at the same time “Burgerlijk Wetboek Boek 7, art. 7:21” clearly states that “Bij een consumentenkoop stelt de koper de zaak ter beschikking van de verkoper voor herstel of vervanging. De verkoper neemt de zaak op zijn kosten terug.” and there is nothing about obligation for consumer to provide it in any of specific technical condition. Nevertheless I’m not arguing about this requirement, we were agree to disable it (and we’ve done everything we could to do this) BUT I had to physically go to Apple store and talk to their employees to understand WHY this requirement exists. None of Odido’s employees could provide any motivation therefore of course I was concerned. I’d expect them to be educated in this matter and be able to clearly explain why is this a requirement, rather than respond dramatically.

Hi @AndrewU ,

It is very logical that any personalised setting at a phone need to be removed before handing in the phone because it could prevent the repair. You can not expect a shop employee to know quote's from the dutch law as you here state. For him/her, the proces of Odido just status that this need to be removed as also is stated when you use the online system to start your repair.

For the rest of the part I can not really judge as I was nor there. But if you are removed from two different shops, than it was not just the interaction between you and one employee which went wrong. Than more employees in shops out of themselves, without any fault of your side became upset?

Maybe to get your phone repaired, just use the online possibility to have your phone picked up by a courier.  Reset the phone to factory standards so the repair company can do a full investigation.

This is not a common sense, I’d expect Odido employee to be able to explain reasoning behind it because essentially removing phone from account naturally is scary action as very often connected to scamming.

>You can not expect a shop employee to know quote's from the dutch law as you here state.
This is also something to consider because as working directly with customers knowing some basic key concepts from relevant laws would benefit both sides. I as entrepreneur working with customers as well do run some trainings for my employees to avoid similar situations.

That’s fair, this is understandable but we’ve done everything what’s in our power to do whatever is needed to remove phone from the account. It was removed but the system showed otherwise. We are not a technical specialists and this is very unexpected and unnatural to hear from Odido (which is a seller in this case) to go away because we can’t solve technical problem with the phone.

The locking systems are a product of Apple. If you or Odido can not get it done, you could open a support request at Apple. Odido does not control your Apple ID part

Hi Andrew, thank you for the clear and detailed explanation of what happened. I am forwarding your message to the right colleagues and the relevant Odido Shops so they can thoroughly review the situation. I’ve given them the phone number 06***85 so they can contact you as well. It may take a little while to get a response, as the matter involves multiple colleagues and two different shops. Please let me know when you hear from my colleagues; I’d like to stay updated until the issue is fully resolved to your satisfaction.

Regarding the repair case: I see that an SMS update was sent this morning stating that the technician is currently working on the assessment. They will send another update once the repair is complete. Did you receive that text message? I’ve included the details below:

Hallo,
Je toestel is nu in onderzoek bij de technicus. Je ontvangt weer bericht wanneer de reparatie is afgerond.
Als blijkt dat het defect niet in de garantie gerepareerd kan worden, sturen we je een mailtje.
Tot snel, Odido

I appreciate your opinion but this is not a matter we're discussing here. Thank you.

Hi Andrew, how are you? Apologies that the communication took longer, and that you haven't heard from us in a while. I've looked into your account immediately and I see that we are sending your phone back to you. We've sent you the SMS last Friday around 15:48. Did you receive it? It says:

Hallo,
De technicus heeft je toestel gerepareerd. Je toestel wordt nu klaargemaakt voor terugsturen. We laten het weten als-ie onderweg is.
Tot gauw weer, Odido

You will receive it very soon, and you should receive updates per SMS as well. Please keep me posted if you've received the phone back or if I can help you with anything.

Hello. Yes we did receive this SMS. Meanwhile it is Wednesday, and it is still not sent, it's been a month in total already. Is there a way to speed up the process? Thanks

Hi Andrew, good to hear that you did receive the SMS. I'm afraid I can't speed up the process, because the repairing isn't done at Odido. I've looked into your account again, and I see that your phone was delivered in one of our Shops this morning and that we've sent another SMS to tell you it's ready for pick up. Please let me know if you've picked it up and if everything is OK! 😊
